When leaders think about customer loyalty, they often focus on delivering a flawless experience. While that should always be the goal, the reality is that mistakes happen. Products run out. Miscommunications occur. New employees make errors. Systems fail. The true test of a business is how those problems are handled when they do occur.

One of the most important lessons I learned during my years at Disney is that service recovery can actually strengthen customer loyalty. In fact, when a guest experiences a problem that is resolved quickly, fairly, and professionally, they often leave with a stronger impression than if nothing had gone wrong at all.

The key is responding before frustration has time to grow. When customers feel ignored, they become more upset. When they feel heard, they begin to calm down. That is why listening is the most important step in service recovery. Before you can solve a problem, you must fully understand it.

At Disney, we empowered cast members to resolve many issues on the spot without waiting for management approval. This allowed problems to be addressed immediately and prevented small frustrations from becoming larger complaints. It also demonstrated trust in our employees and reinforced our commitment to taking care of guests.

One framework I often recommend is the LAST model: Listen, Apologize, Solve, and Thank. It provides employees with a simple process they can follow when emotions are high and decisions need to be made quickly. Most importantly, it keeps the focus on the customer rather than the conflict.

Service recovery is not just a customer service skill. It is a leadership responsibility. Organizations that train employees, establish clear expectations, and empower people to act create environments where problems are resolved quickly and relationships are strengthened.

It’s impossible to avoid every mistake. The goal is to ensure that when mistakes happen, customers leave feeling respected, valued, and eager to return.
