When most people think about customer service, they focus on getting things right the first time. While that should always be the goal, great organizations also prepare for what happens when things go wrong.
That’s where service recovery comes in.
It’s typical for restaurants to regularly discuss service recovery during pre-shift meetings. However, service recovery is not a restaurant issue. It’s a leadership issue. Every business will eventually disappoint a customer, miss an expectation, run out of a product, make a mistake, or experience a breakdown in communication. It is not a matter of whether problems will happen. It’s whether your team knows how to respond when they do.
One of the biggest mistakes leaders make is assuming employees will figure it out on their own. They won’t. Most people, especially those early in their careers, have never been trained to handle an angry customer. Their instinct is often to become defensive, avoid the conversation, or hope someone else takes over.
That is why service recovery should be discussed long before a problem occurs.
Teams need to know what authority they have, when to involve a manager, and how to remain professional under pressure. They need to understand that the goal is not to win an argument. The goal is to keep the customer, protect the relationship, and find a reasonable solution.
The other benefit of service recovery conversations is that they reveal opportunities for improvement. Complaints often highlight problems leaders may not realize exist. Sometimes the most valuable feedback comes from customers who are willing to tell you what went wrong.
Every customer interaction is an opportunity to strengthen trust. The organizations that handle problems well often create more loyal customers than the ones that never make mistakes at all. The key is making sure your team is prepared before the moment arrives.
